Transforming the Digital Banking Experience

Challenge

In 2015, Lloyds Banking Group embarked on an ambitious digital transformation programme to improve its digital banking capabilities, enhance customer experiences and increase operational efficiency. One of the UK's largest banking and financial services groups, Lloyds Banking Group engaged SapientNitro and McKinsey & Company to help deliver its transformation ambitions.

I was part of the successful pitching team at SapientNitro and subsequently joined the programme, contributing to digital initiatives across pensions and personal banking.

The initial phase involved a six-week incubation period focused on identifying customer pain points and opportunities for improvement within the Scottish Widows pension journey. With the introduction of workplace pension requirements affecting employers and employees, there was an opportunity to simplify how customers accessed and managed their pensions, understood company contributions and navigated enrolment.

Following the successful pitch, I moved into the personal banking team, where the focus shifted towards improving key customer journeys across Lloyds Bank, Halifax and Bank of Scotland.

These journeys included savings account selection, application and onboarding, as well as opportunities to streamline in-branch processes and reduce the time required to complete key banking activities.

The overarching challenge was to create simpler, more efficient digital experiences across a complex banking organisation, balancing customer needs with commercial objectives, regulatory requirements and operational constraints. Achieving this required a consistent approach to design across multiple products and brands, supported by close collaboration between design teams, product owners, compliance specialists and senior banking stakeholders.

Approach

Discovery and Experience Design

During the initial six-week incubation phase, I worked alongside UX designers to explore opportunities within the Scottish Widows pension journey.

We investigated how dashboard interfaces and mobile experiences could help customers better understand and manage their personal pensions, including workplace enrolment and employer contributions.

This discovery work helped establish the design direction and identify opportunities to make pension information and management tasks more accessible to users.

Leading Visual Design Across Personal Banking

Following the successful pitch and initial discovery work, I joined the personal banking team, taking a leading role in the visual design of several key customer journeys across Lloyds Bank, Halifax and Bank of Scotland.

My responsibilities included contributing to the design of a more efficient savings application process, an account selection tool and the onboarding journeys for different banking products.

The work required us to consider the experience as a whole, from helping customers identify the right account through to completing an application and successfully onboarding to the selected product.

We focused on presenting information clearly, structuring decision-making steps logically and reducing unnecessary complexity throughout the journey.

Feature Team Leadership and Collaboration

As a feature team lead, I worked closely with multidisciplinary colleagues to coordinate design activities and progress work through the delivery process.

I collaborated with UX designers and other project team members to ensure visual design decisions supported the intended customer journey and could be translated effectively into the digital experience.

Usability testing formed an important part of the process, helping us evaluate proposed designs, identify potential friction points and refine interactions in response to user feedback.

I also acted as a key point of liaison with senior stakeholders, including compliance teams, product owners and the head of retail banking. This involved balancing customer experience improvements with regulatory obligations, product requirements and wider business priorities.

Through this collaboration, we worked to ensure that the proposed experiences were both customer-focused and appropriate for the operational and regulatory environment in which the banking products were delivered.

For me, the project represented a significant opportunity to contribute to a large-scale digital transformation programme, working across multiple financial brands and complex customer journeys. It strengthened my experience in leading visual design, coordinating feature teams and working with senior stakeholders to deliver digital experiences that balance usability, business objectives and regulatory requirements.

Solution

My contribution to the Lloyds Banking Group transformation programme spanned early-stage discovery, visual design leadership, feature team coordination and stakeholder engagement.

During the initial incubation phase, we explored opportunities to improve the Scottish Widows pension experience through dashboard and mobile application concepts designed to help customers understand and manage their pensions more effectively.

Within personal banking, I led visual design across several important customer journeys, including savings account selection, applications and product onboarding across Lloyds Bank, Halifax and Bank of Scotland.

The work focused on making banking journeys clearer and more efficient, helping customers navigate account options and progress through the steps required to open and manage products.

Usability testing and close collaboration with senior stakeholders helped ensure that design decisions considered both customer needs and the practical requirements of delivering digital banking services within a regulated environment.

At programme level, the wider transformation included investment in digital capabilities, technology, talent and data analytics, alongside initiatives intended to improve customer experience and operational efficiency.

Skills built up and applied: Pitching, Visual design, User testing moderation and observation, stakeholder liaison, presentation skills, project creative leadership.
